Silent listen mode

Monitor a live call without the agent or caller knowing you are present. Silent listen gives supervisors real-time visibility into how calls are being handled — useful for quality review, new agent onboarding checks, and identifying training opportunities without disrupting the interaction.

Whisper coaching

Speak directly to the agent mid-call without the caller hearing a word. Whisper coaching allows supervisors to guide agents through complex questions, difficult objections, or sensitive situations in real time — improving outcomes without interrupting the customer experience.

Barge in

Step into a live call as a full participant when a situation requires direct intervention. Supervisors can barge in to handle escalations, resolve disputes, or provide immediate assistance when whisper coaching alone is not sufficient.

Recording of monitored calls

Capture monitored sessions for post-call review and training. Recorded sessions are stored with the same security controls as standard call recordings and can be accessed by authorised supervisors for QA and coaching.

Notification controls

Configure which supervisors receive alerts for specific queues, agents, or call types. Notification settings ensure the right person is informed without overloading teams with irrelevant alerts.

Frequently asked questions

What is the difference between silent listen, whisper, and barge?
Silent listen lets a supervisor monitor a call without the agent or caller knowing. Whisper mode lets the supervisor speak to the agent only — the caller cannot hear. Barge joins the supervisor as a full participant in the call, audible to both the agent and caller.
Can agents tell when they are being monitored?
In silent listen mode, agents are not notified. Your configuration and internal policies determine whether agents are informed that monitoring may occur. Contact MCC to confirm notification settings available in your deployment.
Can I record calls that I am monitoring?
Yes. Monitored sessions can be recorded with the same controls as standard call recordings. Recordings are stored securely with role-based access.
Which team members can use call monitoring?
Call monitoring is a supervisor-level feature. Access is controlled by role-based permissions in the MCC admin portal — standard agents do not have monitoring access by default.
Does call monitoring work across remote teams?
Yes. MCC call monitoring works for any call handled through the platform regardless of where the agent is located — office, home office, or mobile.
What happens if a monitored call needs to be escalated beyond barge?
If the supervisor needs to transfer the call or involve another team, they can do so from within the platform after joining as a full participant via barge.
