Route by capability

Agent skill profiles

Each agent is assigned skill tags with proficiency levels — typically on a numeric scale — that reflect their actual capability in areas such as product lines, languages, technical specialisms, or customer segments. Proficiency levels allow the routing engine to distinguish between a capable agent and a specialist, and route accordingly.

Skill-to-queue mapping

Every queue is tied to one or more required skills, ensuring that only agents with the relevant capability are offered calls from that queue. Mapping skills to queues prevents misroutes and reduces the handling time that comes from agents working outside their area of expertise.

Overflow when specialists are unavailable

When no agent with the ideal skill profile is available, the routing engine can fall back gracefully — either routing to an agent with partial matching skills or placing the caller in a priority position for the next available specialist. There is no dead end; calls always have a route.

Dynamic skill updates

Skill profiles are updated in the admin portal without requiring system downtime or reconfiguration. As agents develop new capabilities, complete training, or change roles, their profile can be updated immediately — and routing adjusts in real time.

Reporting by skill match

Analytics show how often calls are matched to the ideal skill profile, how long callers wait for specialist agents, and which skills are most in demand. Skill-match reporting highlights training priorities and informs capacity planning.

Multi-skill agents

An agent can hold multiple skill tags, and the routing engine matches the best-fit skill for each incoming call. A bilingual agent who also handles technical escalations can be routed to the right call based on whichever need is most urgent at that moment.
